Embodiments described herein provide a dynamic voice over Internet Protocol (VoIP) audio quality management mechanism in real time, e.g., when a VoIP call is ongoing. Specifically, when a VoIP call has unsatisfactory audio quality, e.g., due to packet loss, jitter, etc., the dynamic VoIP audio quality management mechanism may redirect the VoIP traffic from the previous endpoint that initiates the VoIP session to a different endpoint within the same carrier. Upon the endpoint redirection, a new call leg is established, allowing re-negotiation or re-configuration of VoIP parameters. The re-negotiated or re-configured VoIP parameters may then be used to conduct the remainder of the VoIP call to improve the audio quality.

Systems and methods for dynamic voice-over-internet-protocol routing

A contact center augmented reality system may include a supervisor device, a location tracker, a state monitor, and an augmenter. The supervisor device may include a display to augment a supervisor view of the contact center. The location tracker may monitor agent locations in the contact center and may monitor the supervisor device location in the contact center. The state monitor may monitor a state of agents of the contact center. The augmenter may instruct the display of the supervisor device to display an agent-state augmentation artifact such that a state of a first agent of the contact center is displayed at a location associated with the first agent.

An example method of generating contact totals based on customer communication patterns in different time zones may include obtaining information indicative of geographic locations for customers of a contact center. The obtained information may be analyzed to determine locations for the customers based on the information indicative of geographic locations. The method may include accumulating numbers of the customers contacting the contact center for a sampled time period. Contact totals may be generated based on the accumulated numbers. The accumulated numbers may be stored along with the corresponding time zone behaviors for the determined locations of the customers.

Methods and apparatus for recording agent activity and display information optionally redacting sensitive information from the recorded imagery prior to review by the agent's supervisor in a contact handling system are disclosed. The method can include recording image data displayed to the agent on a visual display during interaction by the agent with the contact media. The method can include audio recordings of what the agent heard and spoke that are combined with the recorded image data to simultaneously display the video and audio to a supervisor for quality assurance in the contact handling system. The method can further include modifying one or more selected pixels of the recorded image data to automatically exclude information from the recorded image data thereby creating redacted image data.

The method can include assigning each contact a supervision priority based on the comparison of the attribute of each contact to the priority factor associated with the attribute. The method can include presenting a first contact of the plurality of contacts to a supervisor at a supervisor workstation based on the priority assigned each contact. The method can include displaying a representation of the first contact at a display associated with the supervisor workstation.

Systems and methods of supervising contacts

A method for an automated call distribution system to re-associate a caller with a queue position previously established in an on-hold queue. The method includes receiving a first incoming call from a caller and assigning the caller to a position in an on-hold queue when the caller is placed on-hold by the automated call distribution system. A placeholder for the caller may then be assigned in the on-hold queue when the caller disconnects with the automated call distribution system. The placeholder corresponds to the position of the caller in the on-hold queue and is associated with a caller identifier. The method further includes receiving a second incoming call from the caller and associating the second incoming call with the caller identifier. It is then determined that the caller is associated with the placeholder. The caller is placed back into the on-hold queue at the position of the placeholder.

A multi-tiered communication system for minimizing communication latency for a caller in a remote location who initiates contact with a local data center. The system includes a local data center located in a first location including one or more Interactive Voice Recognition (IVR) functions that are configured for use with a caller who initiates contact with the local data center. The system also includes a remote media server located in a second location. The remote media server is configured to route an incoming call from the caller to the local data center, to route one or more IVR messages to the caller and to connect the caller with an agent for real-time communication. The agent is located in one of the second location or a third location that is substantially closer to the second location than the first location. Having the local data center in the first location enables the IVR message to be received by the caller after a period of expected delay and having the remote media server in the second or third location enables the real-time communication between the caller and the agent to be within an acceptable latency.
